How does the AI hand a conversation to a person?
An AI agent hands off in three cases: the customer asks for a person, the topic is on the escalation list you set, or the AI is not confident it understood. On voice it transfers to a queue or named person with a short spoken summary; on chat and text it opens the conversation to a staff member or schedules a callback. The person receives the transcript, and after hours your rules decide what happens instead.
When a hand-off happens
- The customer asks. Phrases such as "speak to someone", "real person" or "agent" always work, on every channel. This path cannot be configured away.
- The topic is on your escalation list: complaints, emergencies, billing disputes, legal or medical questions, existing-client matters, or anything else you name.
- The AI is unsure after one clarifying question. It offers a person or a callback rather than guessing.
- A rule says so: for example, a returning client during business hours goes straight to their account manager.
- Frustration cues, if you enable them, so an upset customer reaches a person quickly.
Where the conversation goes, and what the person sees
A hand-off target can be a queue, a ring group, a named person, an on-call cell phone or a shared chat inbox. Targets can differ by topic, channel and time of day. On a voice call the AI can announce who is calling and why before connecting. On chat and text the staff member sees the full conversation so far and the details the AI collected. If the target does not answer, the AI comes back, apologizes, and offers a callback or takes a message; the transcript is sent to the people you chose.
After hours, you decide: a callback booked for the next business day, a message with the transcript, a booking, or an urgent path that always reaches the on-call person.
What the AI never does
- Take payment card numbers or bank details.
- Give medical, legal, financial or tax advice, even when asked directly.
- Make promises outside your approved answers: prices not on your list, delivery dates, guarantees or policy exceptions.
- Handle an emergency itself. It transfers to your urgent path or tells the caller to dial 9-1-1.
- Argue with, hang up on or ignore a customer who asks for a person.

Can the person continue the chat where the AI left off?
Yes. The staff member takes over the same conversation window or text thread, with the transcript above, and the customer sees the change of speaker. The AI stops responding until the person hands back or the conversation ends.
Can we set different escalation rules for chat and voice?
Yes. The escalation list, targets and after-hours behaviour are set per channel, so a chat can go to a shared inbox while a call on the same topic goes to a queue.
Does the AI tell the customer who they will speak to?
It tells them it is connecting them with a person or a team and, where you choose, the name. If there is a wait, it says so and offers a callback as an alternative.
How do we test the hand-off before going live?
On the temporary number and staging chat, ask for a person mid-sentence, raise a topic on the escalation list, and let a transfer ring out on purpose. Adjust anything that does not feel right; the rules are settings and can be changed at any time.
